Triage before replying

Every new message should be categorised by urgency, subject and required owner. Triage prevents high-risk issues from waiting behind routine questions and helps the team identify duplicate or related conversations.

Keep one visible owner

A customer email should remain assigned to one owner until it is completed or formally transferred. Internal questions can be routed separately without leaving the customer conversation unowned.

  • Acknowledge when full resolution will take longer
  • Use approved templates as a starting point, not a substitute for reading
  • Record actions in the CRM or ticket
  • Confirm the outcome before closing

Manage the backlog by age and risk

Count outstanding emails by age band, category and reason for delay. Separate items awaiting the customer, the client team or a third party so the report shows where intervention is needed.

Review reopened conversations and repeat contacts. They often reveal unclear answers or incomplete resolution even when the original response target was met.
